Voice agent buyer guide
Enterprise Contact Center Voice AI Evaluation
Assess routing, identity, quality, workforce handoff, integrations, governance, and measurable call outcomes for high-volume deployments.

What the terms mean
Map queues, carrier and CCaaS topology, identity checks, tool permissions, transfer destinations, supervisor controls, recording, QA, reporting, and incident ownership.
- Evidence
- A primary document, observed pilot result, or contract term that supports a claim.
- Production path
- The complete route from caller and carrier through models, tools, transfer, logs, and human follow-up.
Decision record

| Criterion | Input or need | Evaluation scope | Evidence to collect |
|---|---|---|---|
| Buyer requirement | A feature claim | A pass/fail production behavior | Recorded scenario and artifact |
| Cost | Headline rate | Complete workload cost | Quote with every component |
| Risk | Policy statement | Tested control and owner | Configuration, log, and contract |
Reusable decision tool

Treat voice AI as an operating model
Map queues, carrier and CCaaS topology, identity checks, tool permissions, transfer destinations, supervisor controls, recording, QA, reporting, and incident ownership.
Require the vendor to identify which components are native, integrated, subcontracted, or buyer-operated.
Define containment honestly
A call is not successfully contained merely because it avoided transfer. Define successful resolution, repeat-contact window, excluded intents, abandoned calls, caller confirmation, and reversal rules.
Report transfers, failures, repeat contacts, and suppressed calls beside automated outcomes.
Take this to every provider
Your evaluation checklist
- Map carrier, CCaaS, queues, and regions
- Define identity and action permissions
- Define resolution and repeat-contact windows
- Test warm transfers with context
- Review recording, retention, and redaction
- Assign incident and model-change ownership
Use the decision tool above and the full pilot worksheet to record results against each shortlisted provider: Shortlist workspace.

Questions buyers ask
How should a contact center measure voice AI?
Use successful task completion, repeat contacts, safe containment, transfer success, handle time by outcome, caller effort, tool accuracy, policy violations, latency, and operational cost. Keep vendor-defined and buyer-defined metrics distinct.
Keep building your shortlist

Test recognition, speech quality, interruptions, language switching, tool use, and human transfer with your own calls in the required language. Availability can vary by model, plan, and phone route.
